Give front-desk staff a clear intake and escalation path.

Portal requests become inefficient when staff do not know what they should resolve, where they should route the request or how to avoid creating duplicate work.

Start by classifying the request.

  • Is the request administrative, scheduling, records-related, billing-related or clinical?
  • Is the front desk authorized to resolve it?
  • If not, which approved destination owns it?
  • Is there already an open task or message for the same request?
  • What response should the front desk give while it is being handled?

Common failure points

Front desk becomes the catch-allRequests arrive without a defined destination, so administrative staff become responsible for everything.
Duplicate workThe same request is sent through multiple channels because status is unclear.

Create a simple routing matrix.

For the most common request types, document what the front desk can resolve, the destination for everything else, the expected response time and the escalation route for exceptions.

When to escalate internally

Use your authorized clinical, privacy, security or IT channels for patient-specific clinical questions, identity concerns, portal-access defects, account security, confidential information exposure or production configuration issues.
